GENEL BİLGİLER İsim ve Soyadı Anabilim Dalı Programı Tez Danışmanı Tez türü ve tarihi Anahtar Kelimeler :Cem Ayaz : İşletme :Üretim Yönetimi ve Pazarlama :Yrd.Doç.Dr. Serdar Pirtini : Yüksek Lisans-Nisan 2004 :CRM, Sadakat programlan, müşteri tatmini ÖZET MÜŞTERİ SADAKAT PROGRAMLARININ MÜŞTERİ TATMİNİ ÜZERİNDEKİ ETKİSİ ve AKARYAKIT SEKTÖRÜNDE SADAKAT KARTLARI ÜZERİNE BİR UYGULAMA Günümüz firmalarının, globalleşen dünya ekonomisi içerisinde varlıklarını devam ettirebilmeleri, şartlara uyum sağlayacak düzenlemeleri yapabilmeleri ve gereken tedbirleri çok geç olmadan alabilmelerine bağlıdır. Giderek zorlaşan ekonomik şartlar, müşterinin mevcut değerinin çok daha artmasına sebep olmaktadır. Daha önceleri kaybedilen müşterilerin yerine yenilerini bulma yöntemi izleyen pek çok firma, artık bu uygulamanın pahalı bir yöntem olduğunu anlamış durumdadır. Sadık ve tatmin düzeyi yüksek müşterilerin karlılıkları daha yüksektir, rakiplerin bu tip müşterileri kendilerine çekebilmeleri çok daha güçtür ve en önemlisi kendilerini firma ile özdeşleştiren bu tip müşteriler tavsiye yolu ile firmaya yeni müşteriler de kazandırırlar. Bu tip yeni müşteri bulma en maliyetsiz ve en kalıcı reklam yöntemidir. Artık firmalar mevcut müşterilerin elde tutulması için Müşteri İlişkileri Yönetimi ( CRM) programları geliştirmekte, müşteri memnuniyetini ölçme yoluna gitmekte ve hatalarını müşterilerden gelen geri bildirimler doğrultusunda düzeltmektedirler. Bu amaçla sadakat programları devreye sokulmakta, müşterinin firmaya duyduğu aidiyet duygusu geliştirilirken, elde edilen veriler yardımı ile önleyici ve düzeltici faaliyetler yürütülebilmektedir. Müşteri segmentleri çok daha açık bir şekilde belirlenmekte ve müşterilerin farklı segmentler arası yaptıkları geçişler dikkatli biçimde incelenerek değerlendirilmektedir. Bu çalışmada sadakat programlarının müşteri tatmini üzerindeki etkisi incelenirken, akaryakıt sektöründe yapılan bir çalışma da değerlendirilecektir.

The economic situation is getting even harder day by day. The competition is forcing the companies to reduce their costs, but that has a limit. The firms do not have the luxury to loose a customer and find a new one instead. The customer is much more important today. The firms realized that finding a new customer is much more expensive than holding the existing one. A satisfied and loyal customer is easier to serve, more profitable and have the potential of bringing new clients by word of mouth, which is the best way of advertising. So firms play the game of Customer Relationship Management ( CRM ). They launch customer loyalty programs, hold the datas, likes and dislikes of the customers, expenditures, measure customer satisfaction and take the necessary precautions before it is too late. They offer new alternatives to do much more than satisfying the customers. They react faster to find solutions to customer complaints, and take the necessary steps to prevent further dissatisfaction. Customer segments are clearly defined and the migration of customers between different segments is carefully examined. With this project it is aimed to find out the relationship between customer satisfaction and loyalty programs and an application is performed in fuel sector.
