La digitalisation des services bancaires : Enjeux, perceptions clients et impact sur la relation client – Étude empirique dans le secteur bancaire marocain

Abstract

La digitalisation transforme profondément la relation entre banques et clients, redéfinissant les modes d’interaction, les attentes et les standards de service. Cette recherche analyse l’impact de la digitalisation sur la gestion de la relation client (GRC) dans le secteur bancaire marocain, en mobilisant une méthodologie mixte. Une enquête quantitative auprès de 420 clients et 50 entretiens qualitatifs semi-directifs ont permis de mesurer les usages, perceptions et attentes liés aux canaux digitaux. Les résultats révèlent une adoption croissante des outils numériques (applications mobiles, plateformes web), tout en mettant en évidence une fracture générationnelle et sociale, ainsi qu’une persistance du besoin de contact humain, notamment pour les opérations complexes. L’étude propose un modèle tridimensionnel articulant fluidité technologique, accompagnement humain et alignement stratégique. Elle souligne que la réussite de la digitalisation ne réside pas dans la substitution totale des canaux traditionnels, mais dans une hybridation phygitale équilibrée. Des recommandations managériales sont formulées afin de concilier innovation technologique et qualité relationnelle, contribuant ainsi à une expérience client durable et inclusive.
