La calidad de los alojamientos rurales y urbanos: una aproximación desde el modelo SERVQUAL

Abstract

[Resumen] En un entorno cada vez más competitivo en el que las exigencias de los consumidores son cada vez mayores, las empresas de servicios deben buscar aquellos elementos que les lleven a alcanzar los mejores resultados, posicionándose por encima de sus competidores. La calidad de servicio es fundamental, y es por ello que en los últimos años la literatura referida a este tema se ha incrementado considerablemente, incluyendo el uso y estudio exhaustivo de uno de los elementos más empleados para su medición: la escala SERVQUAL. Este trabajo tiene como objetivos conocer los aspectos relacionados con la calidad de servicio y su medición; identificar las dimensiones de calidad que los consumidores españoles aprecian más y conocer las diferencias de percepción existentes para alojamientos tanto rurales como urbanos. Para ello se ha revisado la literatura, realizándose a continuación una investigación para conocer la percepción del usuario español sobre dos tipos de alojamientos hoteleros. Este trabajo ha permitido comprobar la importancia de los elementos intangibles en la prestación de los servicios, en concreto de alojamientos hoteleros, destacando sobre el resto de dimensiones la seguridad, situándose una vez más el componente empatía en los últimos puestos. Ambos tipos de alojamiento analizados han recibido valoraciones muy positivas por parte de los usuarios en todas las categorías, lo cual parece confirmar la calidad ofertada actualmente por el sector, respuesta de los cada vez más exigentes consumidores. Se puede concluir que no existen diferencias significativas entre la percepción de los dos tipos de establecimientos analizados por parte de los usuarios, a excepción del componente disponibilidad, posiblemente motivado por la gran diferencia existente entre la estructura y gestión de un alojamiento rural, más familiar, y urbano, más profesionalizado por norma general.

[Abstract] In a time when environment is more competitive each time, where customers’ requests are each time higher, service companies must look for the elements that can make them to reach the best results, placing them over their competitors. Service quality is a must have, and it is why in the last years literature about this topic has been considerably increased, including the use and exhaustive study of one of the most used quality measuring elements: SERVQUAL scale. This academic work has as objectives to know the quality service aspects and its measure; to identify the quality dimensions that are most appreciated by Spanish customers and to know the perception differences that exist for the rural and urban lodging. Literature has been reviewed for that, doing later an investigation to know the Spanish costumer perception about two lodges. This academic work has let verify the importance of intangible elements in the services, lodging in particular, standing out over the other dimensions the safety dimension, been placed again the empathy in the lowest positions. Both types of analyzed lodgings have obtained high marks in all categories, what seems to confirm the high quality nowadays offered by this industry as answer of the each time more demanding customers. It can be concluded that there are no significant differences between the perception of the two establishments type analyzed by costumers, with the exception of the availability component, possibly due to the great difference between the structure and management of a rural establishment, more familiar, and urban one, more professionalized in general.
