Customer loyalty: the model of formation of switching behavior

Abstract

The importance of customer loyalty for business companies induces further scientific discussion regarding the topic of customer retention. It is no coincidence that recently customer loyalty studies presented in scientific literature started focusing on the process of ending relationship between customer and company with the aim to reveal reasons behind the customer decision to end his / her relationship with the company. The analysis of relationship ending as of the outcome of behavioural disloyalty is assumed to lead to significant insight regarding issues of customer loyalty management and help avoid potential loss of customers. Dissertation research is about the formation of potential switching behavior of loyal customers. After analyzing, summarizing and systematizing scientific literature, prerequisites for customer loyalty formation are defined in the context of the evolution of marketing science. Further, paper presents attitudes of different researchers defining the managerial aspect of customer loyalty and offers theoretical analysis of customer switching behaviour. Theoretical studies of customer switching behaviour define preconditions for the occurrence of customer switching behaviour, examine factors affecting customer switching behaviour and identify possibilities for the management of the factors affecting customer switching behaviour. According to the theoretical studies, methodology for the research of the factors affecting potential switching behaviour of loyal customers is presented - methodological principles of the research of factors affecting potential switching behaviour of loyal customers are revealed, research procedure is defined and sequence of the research is established. Findings of the research of the factors affecting potential switching behaviour of loyal customers are presented. The proposed adjusted and empirically-based model of potential switching behaviour formation of loyal customers can be used for the management of the formation process of potential switching behaviour of loyal customers, for the solution of loyal customers’ turnover problems, and can be of benefit when making decisions aimed at affecting customer loyalty.

Vartotojų lojalumo svarba organizacijoms skatina mokslinę diskusiją vartotojų išsaugojimo tematika. Neatsitiktinai pastaruoju metu vartotojų lojalumo studijos susitelkia ties santykių su organizacija nutrūkimo procesu, siekiant išsiaiškinti priežastis, sąlygojusias vartotojų apsisprendimą nutraukti santykius su organizacija. Manoma, kad santykių su organizacija nutraukimo analizė gali suteikti vertingos informacijos vartotojų lojalumo valdymo tematika bei padėti išvengi galimo vartotojų praradimo. Disertacijoje yra nagrinėjamas lojalių vartotojų pakeitimo elgsenos formavimosi procesas. Išanalizavus, apibendrinus ir susisteminus mokslinę literatūrą, apibrėžiamos vartotojų lojalumo formavimosi prielaidos marketingo mokslo raidos kontekste. Toliau analizuojamos mokslininkų pateikiamos nuostatos, apibrėžiančios vartotojų lojalumo vadybinį aspektą bei atliekama vartotojų pakeitimo elgsenos teorinė analizė. Vartotojų pakeitimo elgsenos teorinėse studijose apibrėžiamos prielaidos pakeitimo elgsenai atsirasti, atliekama vartotojų pakeitimo elgseną formuojančių veiksnių analizė bei nustatomos pakeitimo elgseną formuojančių veiksnių valdymo galimybės. Remiantis teoriniais tyrimais, sudaroma lojalių vartotojų galimą pakeitimo elgseną formuojančių veiksnių tyrimo metodologija – atskleidžiamos tyrimo metodologinės nuostatos, pagrindžiama tyrimo procedūra bei nustatomas nuoseklumas. Pristatomi lojalių vartotojų galimą pakeitimo elgseną formuojančių veiksnių tyrimo rezultatai. Remiantis gautais teorinių ir praktinių tyrimų rezultatais, pagrindžiamas lojalių vartotojų galimos pakeitimo elgsenos formavimosi modelis, kuris gali būti naudojamas siekiant valdyti lojalių vartotojų galimos pakeitimo elgsenos formavimosi procesą, sprendžiant lojalių vartotojų kaitos problemas, bei naudingas priimant vartotojų lojalumo formavimo sprendimus.
