Dalla customer satisfaction alla customer loyalty

Abstract

Operatori aziendali e ricercatori sono consapevoli del fatto che soddisfazione e fedeltà del consumatore costituiscono concetti tra loro inestricabilmente connessi. Per illustrare la complessa relazione tra soddisfazione e fedeltà sono stati presentati in questo articolo i risultati di due studi empirici. Questi si sono posti l’obiettivo di comprendere quali aspetti della risposta del consumatore in termini di soddisfazione abbiano implicazioni sulla fedeltà e quale quota parte della risposta in termini di fedeltà sia riconducibile proprio alla componente di soddisfazione. Le analisi svolte hanno messo in luce l’esistenza di un importante effetto moderatore sulla relazione tra soddisfazione e vera fedeltà di marca esercitato dalla capacità del consumatore di sviluppare un elaborato processo di valutazione. Inoltre sono stati identificati anche altri effetti che segnalano come la relazione tra soddisfazione del consumatore e fedeltà di marca non sia né semplice né diretta. Il nostro studio giunge alla conclusione che la soddisfazione costituisce premessa indispensabile nel processo di formazione della fedeltà ma perde parte della sua rilevanza quando la fedeltà trae origine prevalentemente da altre determinanti.
