Abstract

Esta investigação possui como questão de investigação compreender como a empatia se manifesta na composição da estratégia do relacionamento com o cliente dos shoppings centers brasileiros. Diante dessa questão o objetivo geral desta dissertação é produzir um estudo teórico/prático que conceitue a empatia com parâmetros para a sua implementação, acompanhamento e avaliação, no processo de gestão do relacionamento com o cliente. Desse modo a partir de uma pesquisa bibliográfica apresentamos um recorte temporal que compreende o papel do Marketing para a construção de relacionamentos no varejo brasileiro, o uso da empatia no meio corporativo e a criação e desenvolvimento da indústria de shopping centers no Brasil. Metodologicamente realizou-se um estudo qualitativo através de entrevistas em profundidade, onde foram selecionados cinco profissionais que atuam em cargos de gestão da área de Marketing, compondo um grupo heterogêneo, com diversos níveis de experiência, que atuam nos principais grupos administradores de Shoppings Centers do Brasil. As entrevistas totalizaram 04 horas e 56 minutos de áudio que foram analisados e categorizados, divididos nos temas: características dos shoppings centers brasileiros, relacionamento com o cliente, empatia e empatia no contexto de pandemia. Os resultados obtidos compreendem informações que caracterizam o papel dos shoppings centers brasileiros, a perceção dos gestores quanto ao Marketing de Relacionamento e como este vem sendo trabalhado no escopo dos shoppings centers e como a empatia se manifesta nesse contexto. Foi possível perceber através das entrevistas que a empatia confere um diferencial competitivo no relacionamento com o cliente e que durante a pandemia as ações de relacionamento com o cliente foram intensificadas e houve um investimento em canais digitais com foco em criar receita para o lojista.

The research question of this investigation is to understand how empathy manifests itself in the composition of the customer relationship strategy of Brazilian shopping malls. In view of this question, the general objective of this dissertation is to produce a theoretical/practical study that conceptualizes empathy with parameters for its implementation, follow-up, and evaluation in the customer relationship management process. In this way, based on a bibliographical survey, we present a timeframe that includes the role of marketing in the construction of relationships in the Brazilian retail market, the use of empathy in the corporate environment, and the creation and development of the shopping center industry in Brazil. Methodologically, a qualitative study was carried out through indepth interviews, where five professionals were selected who work in management positions in the marketing area, composing a heterogeneous group, with various levels of experience, who work in the main groups that manage Shopping Centers in Brazil. The interviews totaled 04 hours and 56 minutes of audio that were analyzed and categorized, divided into the following themes: characteristics of Brazilian shopping malls, customer relationship, empathy and empathy in the pandemic context. The results obtained comprise information that characterizes the role of Brazilian shopping malls, the managers' perception of relationship marketing and how it has been worked out in the scope of shopping malls, and how empathy manifests itself in this context. It was possible to see through the information that empathy gives a differential in the relationship with the customer and that during the pandemic, customer relationship actions were intensified and there was an investment in digital channels with a focus on creating revenue for the retailer.
