Determinantes da lealdade do cliente no health & fitness

Abstract

Este estudo pretende aferir as determinantes da lealdade do cliente na indústria Health & Fitness, sendo a lealdade caracterizada por intenções comportamentais: a) intenção de compra; b) comunicação boca-a-boca; c) sensibilidade ao preço; d) comportamento de reclamação. Foram recolhidos 576 questionários num Health Club na zona de Lisboa e através da análise fatorial foram identificadas as seguintes variáveis, com respetivos fatores: (i) qualidade do serviço: serviços do clube e relação com clientes e, segurança e conforto; (ii) associações à marca: imagem promocional e benefícios adicionais; (iii) satisfação global; (iv) perceção do preço; (v) frequência; (vi) comportamento prévio de compra. Através da regressão linear verificámos que a satisfação global e a perceção do preço têm uma influência direta em todas as intenções comportamentais da lealdade do cliente. A qualidade do serviço e as associações à marca têm uma influência parcial na lealdade do cliente. A qualidade do serviço influencia consistentemente as intenções comportamentais positivas e menos consistentemente as intenções comportamentais negativas. As associações à marca influenciam diretamente as intenções comportamentais positivas da lealdade do cliente. A análise sociodemográfica indica que os clientes do género feminino e os clientes com níveis académicos inferiores apresentam uma maior valorização do clube e seus serviços.

This study aims at assessing the determinants of customer loyalty in the Health & Fitness industry, where loyalty is characterized by a set of behavioral intentions: a) purchase intent, b) word of mouth communication, c) price sensitivity, d) complaining Behavior. Having collected, in a Health Club in Lisbon area, 576 responses to a questionnaire and using a factor analysis the following variables were identified, with the respective factors: I) service quality: club service and customer relations, safety and comfort; ii) brand associations: promotional image and additional benefits; iii) overall satisfaction; iv) perceived price; v) frequency of attendance; vi) previous purchase behavior. Using a linear regression we found out that the overall satisfaction and the perceived price have a direct influence in all the variables of customer loyalty. The service quality and the brand associations have a partial influence on the customer loyalty. The service quality consistently influences positive behavioral intentions and less consistently the negative behavioral intentions. The brand associations influence directly the positive behavioral intentions of customer loyalty. The socio-demographic analysis indicates that the female clients and customers with lower academic levels have a greater appreciation on the Club and its services.
