Abstract

É hoje em dia um dado adquirido que muitos projectos de CRM falham devido à inexistência de condições ao nível da organização, que não possui características de base como a orientação para o cliente. A importância dos colaboradores nas implementações de CRM torna-se assim cada vez mais notória, sendo as competências de relacionamento uma componente bastante importante para a criação e reforço da capacidade de CRM da organização. O marketing interno apresenta-se, neste contexto, como uma solução no sentido de melhorar e reforçar as competências de relacionamento dos colaboradores. Sendo assim, este estudo procurou responder à questão "Como é que o marketing interno pode apoiar a estratégia de CRM"?. Para tanto, um dos objectivos foi "identificar um conjunto de competências que os colaboradores de uma organização envolvida num projecto de CRM devem ter", e para isso recorreu-se a um estudo de caso interpretativista numa Instituição de Ensino Superior Portuguesa, baseado em interacções com os alunos e colaboradores, entrevistas e, por fim, a um inquérito. Os resultados permitiram chegar a uma proposta de competências chave que poderá constituir a capacidade de CRM. A análise destas competências permite, também, chegar à conclusão que o intervalo entre as percepções dos colaboradores e dos clientes indicia a possibilidade de utilização do marketing interno como ferramenta para o reforço da capacidade de CRM da organização, potenciando a obtenção de melhores resultados na implementação de projectos de CRM.

It is now an established fact that many CRM implementations fail due to lack of basic features in the organization like customer orientation. The importance of employees in the process of implementation of these projects thus becomes increasingly noticeable, with the relationship competencies being a very important component for the creation and reinforcement of the organization's CRM capability. Internal marketing is presented in this context as a possible solution to improve and strengthen the employees' relationship skills. With this in mind, this study attempted to answer to the question "How can internal marketing support the CRM strategy?". For that, one of the objectives was to identify a set of skills that employees of an organization involved in a CRM project should have, and this led to the design of an interpretive case study in a portuguese higher education institution, based on interactions with students and employees, interviews and finally a survey. The results led to the proposal of key competencies that can form the CRM capability. The analysis of this skills also allows the conclusion that the gap between the perceptions of employees and customers suggests the possible use of internal marketing as a tool for strengthening the CRM organizational capability, leveraging the best results in the implementation of CRM projects.
